Why Customers Trust AI Less Than Brands Do, Even When They Use It Themselves
Customers are embracing AI for their own shopping and service needs, yet they remain deeply skeptical of how brands use the same technology. This paradox emerged as the central finding from CX Network's All Access: The AI Revolution webinar series, which brought together 21 speakers and 12 sessions to examine how artificial intelligence is reshaping customer experience. The research reveals that trust has become a critical business differentiator, with customers increasingly willing to abandon brands that fail to demonstrate responsible AI practices .
Why Is Customer Trust in Brand AI Declining?
The CX Horizons report, released during the webinar series, uncovered a striking disconnect. Melanie Mingas, editor-in-chief of CX Network, explained that the real story isn't about how organizations use AI, but rather how customers themselves have shifted their behavior. "Consumers are now choosing AI-first rather than search-first journeys when they're buying things online. They might even be doing this in lieu of going direct to a brand or retailer's website or app," Mingas noted . This represents a fundamental change in consumer behavior, comparable in scale to the internet revolution itself.
Yet despite this widespread adoption of AI tools in their own lives, customers harbor significant doubts about corporate AI deployment. Sue Duris, principal consultant at M4 Communications and contributor to the CX Horizons report, emphasized the urgency of this challenge. "I feel that 2026, trust is an inflection point, and I also believe that trust has become a differentiator. If a customer doesn't feel that they trust the brand, they're going to leave. And I think that tolerance level is lowering and lowering," Duris stated . This narrowing tolerance window means brands have limited opportunity to rebuild trust once it's damaged.
What Causes Organizations to Fail at Responsible AI Implementation?
The research identified a critical gap between AI ambition and execution readiness. Many organizations are racing to deploy AI without addressing fundamental operational weaknesses. Duris explained that AI acts as a magnifying glass for existing problems: "Ambiguity does not exist in AI. And if your CX program and your operating systems aren't where they should be, AI is going to be the magnifying glass and expose those things" . This means that poor data quality, fragmented systems, and broken processes don't disappear when AI is introduced; they become more visible and damaging.

And overlaying it on top of processes that are broken is only going to magnify those broken processes" . Organizations that skip the foundational work of cleaning up data, aligning teams, and establishing clear governance structures will find their AI investments underperform and erode customer trust further.
How to Build Trust While Deploying AI Responsibly

This approach built confidence among staff, who then felt more comfortable discussing AI with members .
- Automate Simple, Repetitive Tasks First: Rather than pursuing full automation, focus on removing mundane requests from agent workloads. MSUFCU identified basic use cases like answering "what is your routing number?" and automated those first, delivering quicker answers to customers while freeing agents from repetitive work .
- Measure and Communicate Results: Visibility into AI performance is essential for building trust. Jennifer Wilson, director of product marketing at NiCE, emphasized that "the difference between that AI investment you're making and real business impact comes down to three things: visibility, control, and continuous optimization" .
- Prioritize Regulatory Compliance in Regulated Industries: In banking and financial services, responsible AI means ensuring the system can operate safely where customers, regulators, and privacy expectations all come into play, not simply producing a convincing demo .
MSU Federal Credit Union's experience demonstrates the power of this approach. Colleen Cole, senior vice president of member service and lending at MSUFCU, reported that "on day one, one of the agents said how smooth it was and how confident they felt talking about products and services immediately. We had a 10 percent lift in CSAT the following month just by removing some friction there" . This 10 percent improvement in customer satisfaction scores came simply from reducing friction and building internal confidence first.
What Role Should Humans Play in an AI-Driven CX Environment?
A recurring theme throughout the webinar series challenged the myth of full automation. Mike Egli, CX transformation practice leader at RingCentral, warned that automating all simple interactions creates an unintended consequence: every call that reaches a human agent becomes high-stakes and emotionally complex. "When you take the low-hanging fruit into AI, every single interaction that hits the human is a 100 percent guarantee of complexity. We've killed what we've called the 'breather call' for decades. There's no more simple status updates, no easy win to reset the brain, every pickup of a call is a high-stakes, high-emotion baseline," Egli explained .

The human cost of this approach is significant. Egli noted that "87 percent of agents are reporting extreme stress. They're working on a pressure cooker that has no release valve, it's just call after call after call" . Rather than pursuing total automation, organizations should invest in agent-assist technologies that augment human capabilities. Companies that augment their agents see measurable improvements: 32 percent higher customer satisfaction scores and savings of between $10,000 and $15,000 on onboarding costs due to higher retention rates .

Lufthansa exemplifies this approach, automating over 16 million conversations per year with an 80 percent automation rate for refunds and rebookings alone, while handling peak volumes of 12,000 messages per minute including real-time translation .
